About the role
This is a key leadership role responsible for overseeing a high-performing IT Service Desk, ensuring the delivery of timely, high-quality support and a positive end-user experience. You’ll lead a team of L1/L2 specialists, drive continuous improvement across IT service management processes, and act as a key escalation point while partnering with stakeholders across the business.
- Lead and manage incident and service request processes, including escalations through to resolution
- Drive the development, maintenance and continuous improvement of IT service desk processes and procedures
- Deliver a high standard of customer service, engaging effectively with senior stakeholders and external vendors
- Oversee IT Asset and Access Management processes, ensuring compliance and identifying opportunities for automation
- Mentor and support L1/L2 team members, fostering capability uplift and strong team performance
- Ensure new services are transitioned into production with appropriate support models in place
- Enhance the IT Service Management platform to improve efficiency, user experience and self-service capabilities
- Contribute to continuous operational improvement through analysis and recommendations
- Maintain and uplift knowledge management practices to enable consistent service delivery and self-service
- Support major incident management processes, including acting as a backup Major Incident Manager
- Assist with security initiatives, DR/BCP testing, and broader technology lifecycle activities
- Experience in similar IT support/service management roles, including L1/L2 environments
- Proven experience leading or mentoring IT support teams
- Strong understanding of ITIL frameworks (ITIL certification preferred)
- High level technical expertise across Windows 11, Intune and modern device management
- Solid experience supporting and administering Microsoft 365 (including security across the suite)
- Excellent communication skills with the ability to engage technical and non-technical stakeholders
- Strong problem-solving skills, with the ability to diagnose issues and coordinate with third parties for resolution
- Experience driving process improvement and operational efficiency within an IT service environment
